Outbound engagement joined service operations
Microsoft opened a public preview of proactive engagement in Dynamics 365 Contact Center and Customer Insights – Journeys on 3 June. The service was designed to let AI agents and employees initiate conversations before the customer made contact, then continue across messaging and voice. Marketing, sales and service could therefore share one event-driven journey instead of operating separate campaigns and queues.
The preview also placed governance inside the journey. Microsoft described consent management, channel preferences and quiet times as controls before outreach. A trigger such as a delay or relevant customer signal therefore needed a valid basis, the correct recipient and a defined purpose. Preview status also meant organisations had to verify region, licensing and product limitations before production use.
The handover determined the customer experience
Proactive contact creates an expectation that the organisation already understands the matter. When a conversation reached a service employee, the reason for contact, the customer's responses and the agent's actions had to travel with it. If physical follow-up was needed, the same context had to become an accurate work order containing location, product, agreement and priority. Otherwise, automation merely moved registration work from one queue to another.
Gartner reported on 10 June that 95 per cent of 163 surveyed customer-service leaders planned to retain human staff to define AI's role strategically. The small survey could not represent the whole market, but it challenged the idea that proactive automation was mainly a staffing reduction. People still had to design exceptions, assess quality and take over when a customer promise required judgement.
In separate guidance on 27 June, Gartner presented five practices for evaluating AI agents in sales. This supported tests of an agent's decisions and actions rather than judging only persuasive language. For every contact, the process owner should be able to inspect the initiating signal, the data the agent used and the reason the work moved to sales, service or the field team.
Measurement had to follow the complete journey
A bounded trial could begin with one event type and one channel. The team could measure contacts with valid consent, responses leading to a relevant resolution, complete handovers, manual corrections and complaints. Field work added first-visit success and incorrect orders. These measures separated fast outreach from a better customer process and provided evidence for adjusting the agent's mandate before automating more journeys.
