Connecting telephony and customer information
The 3 September announcement enabled Teams Phone as the calling foundation for Dynamics 365 Contact Center. Microsoft described support for Calling Plans, Operator Connect and Direct Routing, aiming to consolidate administration and extend existing telephony arrangements into contact-centre operations.
Microsoft highlighted Sveriges Lärare as a customer reporting simpler administration and direct access to customer data. That account is a concrete example, but not a forecast for other organisations. Queues, recording, number management and call transfers still need to be assessed for each implementation.
Field service needs its own transition plan
In a separate notice dated 1 September, Microsoft said older Field Service integrations with Outlook, Teams, Viva Connections and Planner would not be supported after 30 October 2025. The notice concerned those integrations, rather than retirement of Field Service itself. It therefore represents a specific workplace change for affected users.
Organisations should establish where work orders are created, how technicians receive changes and what the contact centre can see when a customer calls. A new telephony connection does not automatically repair a break in that chain. Before transitioning, teams need to try an entire journey from initial enquiry through an agreed visit to a completed job.
Assess efficiency from the customer's perspective
On 9 September, ServiceNow described a tension in its Consumer Voice research: customers wanted AI's efficiency but preferred people for difficult situations. The vendor-funded study did not provide a separate finding for Norwegian customers. It nevertheless highlights the importance of channel choice and access to human assistance.
The financial benefits Microsoft cited were also projected scenarios in a commissioned Forrester study. They should not be presented as savings an organisation has already realised. Our assessment is that management should first track waiting time, repeat contacts and the quality of handovers to technicians.
For service staff, a consolidated screen is useful only when its information is current. Ownership of appointment times, contact details and job status must therefore be clear. The technical transition and changes to working practices need joint planning, with a named owner for failures that occur between the contact centre and the field team.
