Without an agreed point of contact, every question ends up with the one person who knows the most. This guide establishes a process that scales.
Choose one place where users can report issues—a Teams channel, a shared mailbox, or tickets in the system itself. If requests come in through four different channels, nothing gets measured and some things get forgotten.
Distinguish between bugs, questions, and requests for new functionality. The three should be handled differently, and if they are mixed together, the queue becomes difficult to understand.
Set a realistic deadline for the initial response. A broken promise is worse than no promise at all.
The most common issues—access, tracking, a missing app—can be resolved using a checklist by someone who is not an expert. This frees up the specialist to focus on what actually requires their expertise.
Build an internal knowledge base from actual cases. After six months, it will resolve a significant proportion of inquiries on its own.
If the same issue recurs fifty times, the answer is training or a change to the system—not faster responses.
